Make it easy to reach the right person
Self-service should make HR easier to reach, with a simple route to a specialist when a case turns sensitive.
Self-service should make HR easier to reach, especially when a case turns sensitive.
A routine query can turn serious fast. A missing payment may be a technical fix for payroll and an immediate financial worry for the employee. The service has to recognize both.
I support self-service where it helps. But employees shouldn’t have to prove to a chatbot that their problem matters. Clear information, generalist support and specialist expertise should work as one service, with a simple route between them and no need to repeat the whole story.
Where I’d start: agree escalation triggers with the specialists. Run test cases on sensitive concerns and urgent payroll issues. Confirm who receives the case, what context travels with it and when the employee can expect real contact.
The test: the route only works if the receiving team has capacity. Measure the time to real help, not the speed of transferring a ticket.
